Complaints Policy

How to Raise a Concern or Complaint with Dominis Learning

At Dominis Learning, we aim to provide students and families with a professional, safe and high-quality educational service. We recognise, however, that there may be occasions when a parent, guardian or student is unhappy with part of our service.

Our aim is to handle every complaint fairly, respectfully, consistently and without unnecessary delay.

How a complaint is handled

  • Stage 1: informal resolution, promptly.
  • Stage 2: a formal written complaint, acknowledged within 2 working days.
  • Investigation and a formal response, normally within 10 working days.
  • Stage 3: a senior management review if you remain dissatisfied.
  • Safeguarding concerns never wait for normal timescales.
  • Raising a complaint in good faith never affects a student’s lessons.

01Purpose of This Policy

We welcome genuine feedback and complaints because they help us

  1. Resolve Problems
  2. Understand Concerns
  3. Improve Our Services
  4. Maintain High Standards

This policy explains

  • How to raise a concern.
  • How to make a formal complaint.
  • Who will review the complaint.
  • How we will communicate the outcome.
  • How to request a further review.
  • How safeguarding or privacy complaints are handled.
  • What records we may keep.

Tuition providers are expected to maintain a clear complaints procedure that parents can easily access, and this is ours.

02Who Can Make a Complaint?

A complaint may be raised by

  • Parents or Guardians
  • Students
  • Customers Using Dominis Services
  • Another Person Authorised to Act on Their Behalf

Where the complaint concerns a child, we will take the child’s welfare and circumstances into account when considering how the matter should be handled.

03What Can You Complain About?

Complaints may relate to areas such as

  • Teaching Quality
  • Tutor Conduct
  • Academic Support
  • Lesson Scheduling
  • Communication
  • Customer Service
  • Assessments or Feedback
  • Online or In-Centre Learning

  • Cancellation or Rescheduling
  • Learning Resources

Concern
A problem that may be resolved quickly through discussion.
Formal complaint
A matter requiring investigation and a formal written response.

Where possible, we encourage families to raise concerns early so they can be addressed before they become more serious.

05Our Complaints Principles

Dominis aims to ensure that complaints are

  • Taken seriously
  • Handled respectfully
  • Considered objectively
  • Reviewed by an appropriate person
  • Kept appropriately confidential
  • Responded to within reasonable timescales
  • Used to improve services where appropriate

A student should not be disadvantaged academically simply because they or their parent has raised a genuine complaint in good faith.

07Stage 1 — Informal Resolution

Where appropriate, we will first try to resolve the issue informally.

This may involve

  • Reviewing the Concern
  • Speaking with the Relevant Team
  • Reviewing Academic or Administrative Records
  • Clarifying What Happened
  • Agreeing an Appropriate Next Step

Possible outcomes might include

  • An Explanation
  • Correction of an Administrative Error
  • Academic Review
  • Tutor Feedback
  • Timetable Adjustment
  • Alternative Tutor Where Appropriate

or another reasonable resolution. Many concerns can be resolved at this stage.

08Stage 2 — Formal Complaint

If the issue cannot be resolved informally, or the matter is sufficiently serious, you may submit a formal complaint in writing.

Please include

  • Parent/Guardian name
  • Student name
  • Registered email or telephone number
  • Programme / subject
  • Date of the relevant incident, if applicable
  • A clear description of the complaint
  • Any relevant supporting information
  • What outcome you are seeking

09Acknowledgement of Formal Complaints

Dominis aims to acknowledge a formal written complaint within 2 working days.

The acknowledgement will normally confirm

  • That the complaint has been received.
  • Who is reviewing it.
  • Whether further information is required.
  • The expected response timeframe.

Where the matter is particularly complex, we may need additional time. If this happens, we will aim to keep the complainant informed.

10Investigation

Depending on the nature of the complaint, our investigation may include

  • Reviewing Emails or Messages
  • Reviewing Attendance Records
  • Reviewing Lesson Information
  • Reviewing Relevant Assessments
  • Speaking with Tutors or Staff
  • Reviewing Programme Terms
  • Reviewing Payment Records
  • Reviewing Relevant Lesson Recordings Where Lawfully Available
  • Considering Relevant Policies

Only information reasonably necessary to investigate the complaint will be reviewed.

11Formal Response

Dominis aims to provide a formal response within 10 working days where reasonably possible.

The response may explain

  • What was reviewed
  • Whether the complaint was upheld, partially upheld or not upheld
  • Relevant findings
  • Any action being taken
  • Any further review available

If additional time is required because of the complexity of the case, the complainant will be informed.

12Possible Outcomes

Depending on the circumstances, an appropriate outcome may include

  • Explanation or Clarification
  • Apology
  • Correction of an Error
  • Tutor Feedback or Additional Training
  • Alternative Academic Arrangement
  • Tutor Change
  • Replacement Session
  • Lesson Credit
  • Refund Where Appropriate
  • Policy or Process Improvement
  • Safeguarding Escalation

Not every complaint will result in financial compensation or a refund.

Refund matters will also be considered under the Cancellation & Refund Policy and applicable consumer rights.

Read our Cancellation & Refund Policy

13Stage 3 — Management Review

If you remain dissatisfied after receiving the formal Stage 2 response, you may request a further review.

A review request should explain

  • Why you believe the outcome should be reconsidered
  • Any important information you believe was not considered, where relevant

The review will normally be carried out by a senior member of Dominis who was not primarily responsible for the original decision, wherever practicable.

14Requesting a Review

A request for Stage 3 review should normally be made within 10 working days of the formal complaint response.

Send your request to Senior Management / Complaints Review:

Dominis aims to respond to the review within 10 working days, where reasonably possible.

Following the management review, Dominis’ internal complaints procedure will normally be considered complete.

15Complaints About Tutors

If the complaint concerns a tutor, parents should contact Dominis directly rather than attempting to resolve a serious issue privately with the tutor.

We may review

  • Lesson Delivery
  • Subject Knowledge
  • Professional Conduct
  • Communication
  • Attendance
  • Student Feedback
  • Relevant Academic Records

Appropriate action will depend on the nature and seriousness of the issue.

16Safeguarding Complaints

Safeguarding Concerns Take Priority

If a complaint suggests that a child may be at risk of harm, or raises concerns about a tutor, member of staff, another student or any adult working with children, the matter will be referred immediately to the Designated Safeguarding Lead (DSL).

A safeguarding concern should not wait for the normal complaints timescales.

Where required, a safeguarding matter may be referred to the appropriate external safeguarding service.

Read our Child Safety & Safeguarding Policy

17Immediate Child-Safety Concerns

If a child is believed to be in immediate danger, the normal complaints process should not delay urgent safeguarding action.

Appropriate emergency or statutory safeguarding services should be contacted without delay.

This is separate from the normal service-complaints process.

18Complaints About Personal Information

If your complaint relates to how Dominis has

  • Collected
  • Used
  • Shared
  • Stored
  • Protected

personal information, please contact the Dominis Privacy Team:

Data-protection complaints are handled under the relevant privacy procedure. Organisations must provide people with a route for making data-protection complaints directly to them.

If the matter cannot be resolved, individuals also have the right to complain to the Information Commissioner’s Office (ICO).

19Complaints About Fees, Cancellation or Refunds

Complaints involving

  • Lesson Cancellation
  • Course Withdrawal
  • Refunds
  • Credits
  • Payment
  • Billing

will be reviewed alongside our Cancellation & Refund Policy and Terms & Conditions.

Nothing in this complaints procedure removes statutory consumer rights.

UK consumer law requires services supplied to consumers to be performed with reasonable care and skill.

20Academic Results

A complaint may be raised about the quality of tuition or educational support.

However, Dominis cannot guarantee

  • A Specific Grade
  • A Particular Exam Score
  • Grammar-School Admission
  • University Admission
  • Any Particular Academic Outcome

Where a complaint concerns academic progress, we may review

  • Attendance
  • Assessments
  • Tutor Feedback
  • Homework
  • Student Participation
  • Progress Records
  • Teaching Provided

to determine whether there is a legitimate service-quality concern.

21Complaints from Students

Students should also feel able to raise concerns.

A student may speak to

  • Their Parent or Guardian
  • A Tutor
  • Academic Support
  • A Senior Member of Staff
  • The Designated Safeguarding Lead

depending on the concern. Where appropriate, information will be explained in a way that the student can understand.

22Confidentiality

Complaints will be handled with appropriate confidentiality.

Information will generally only be shared with people who reasonably need it in order to

  • Investigate
  • Respond
  • Take Corrective Action
  • Meet Legal or Safeguarding Obligations

We cannot promise absolute confidentiality where information must be shared to protect a child or comply with legal requirements.

23Complaint Records

Dominis may retain appropriate records of

  • The Complaint
  • Evidence Reviewed
  • Correspondence
  • Findings
  • Outcome
  • Actions Taken

Records are handled in accordance with our Privacy Policy and applicable data-protection requirements.

24Anonymous Complaints

Anonymous complaints may be considered where sufficient information is available to investigate them.

However, anonymity may make it difficult to

  • Verify Information
  • Ask Follow-Up Questions
  • Communicate an Outcome

Safeguarding concerns will still be considered appropriately regardless of whether the person reporting them wishes to identify themselves.

25Repeated or Unreasonable Contact

Dominis will not reject a complaint simply because it is critical or persistent.

However, where the same matter has completed the complaints procedure and no materially new information is provided, we may confirm that the internal process is complete.

We may also set reasonable communication boundaries where contact becomes

  • Abusive
  • Threatening
  • Discriminatory
  • Unreasonably Disruptive

This will not prevent genuine new safeguarding concerns from being reported.

26Respectful Communication

We ask everyone involved in a complaint to communicate respectfully.

Dominis staff should not be subjected to

  • Threats
  • Abuse
  • Harassment
  • Discriminatory Language

Likewise, Dominis staff are expected to treat complainants with professionalism and respect.

27Complaints Made in Good Faith

Parents and students should feel able to raise genuine concerns.

Making a complaint in good faith will not, by itself, negatively affect

  • A Student’s Lessons
  • Academic Support
  • Tutor Feedback
  • Access to Services

Complaints are an important part of quality assurance.

28Using Complaints to Improve Our Services

We may review complaint patterns to identify areas where improvement is needed.

Examples may include

  • Tutor Training
  • Academic Processes
  • Communication
  • Timetabling
  • Customer Service
  • Online Learning Procedures
  • Safeguarding Practices

The purpose is not simply to close a complaint — it is to reduce the chance of the same problem happening again.
